Terrible customer service from the manager and her team
Hi. I would like to make a formal complaint about the poor customer service I have experienced in store at Guildford.
On the 22nd July my Mum and 6 year old son purchased a remote control car from your store in Guildford. When they got back to my Mums house and added batteries it didn't work, so returned the item to the store the next day and it was exchanged without an issue.
After a week of using the car at home my son gave it to me saying it was going around in circles and the wheels wouldn't straighten up after turning. As this was purchased with my Mum, she had the receipt so I asked her to return it for a refund as this was the 2nd toy and there was clearly an issue.
When my Mum went to the store the manager (kelly/Kerry) was quite rude and blamed the "pound land batteries" that were in the car explaining that we should use the batteries sold from The Entertainer and not cheap ones. She swapped them over and drove the car around saying "its fine now", gave it back to Mum and told her to make sure she purchases the batteries from The Entertainer. Mum said the manager was rude, argumentative and kept going on about Poundland batteries. For reference - the batteries were Panasonic branded and I actually get them from work. I don't work at Poundland!
The Entertainer batteries were left in the car and given "as a gesture of goodwill"
The following week when Mum told me about her experience and the attitude of the manager Kelly, I took it "with a pinch of salt" and thought maybe she was over exaggerating. I picked up the car, turned it on and it immediately did the same thing. The wheels turned and then locked in place. I asked her if she would take the car back again and she refused to go again as she didn't want to deal with the manager. Just for context, my Mum is 71 years old. She doesn't need or want the hassle of dealing with attituded from someone over replacing or refunding a car with £15.
This is where I stepped in. I called the store and asked politely to speak to the manager as I wanted to check what was said for clarification. I spoke to Kelly and she remembered the conversation with Mum and she immediately started telling me about the Poundland batteries etc and that the car worked fine saying she couldn't replicate the fault. Her tone and nature over the phone was quite aggressive which got my back up. We ended up having a heated discussion with her demanding my Mum came in again and she would inspect the car but wouldn't assure me we would get a refund. I explained quite clearly that a 6 year could identify that there was an issue with the car, i also could replicate the issue and that I wanted a refund without any issues which couldn't be guaranteed.
I was absolutely gob smacked at her tone. Mum was right, she was unhelpful, aggressive and argumentative. I told her I would bring the car in and speak to her in person.
Fortunately for Kelly she wasn't in this morning when I took the car back - however it seems her attitude has rubbed off on her staff as they were equally as argumentative.
I explained that the car has been replaced already (showed both receipts) and demonstrated the wheels locked into place, the car had already been taken back to the store, the batteries were blamed, they were changed "as a gesture of goodwill" and that the car still had an issue. To my amazement the guy behind the till said he needed to check the batteries!!!
He then opened the car, took the entertainers batteries out of the car, opened a fresh packet of batteries, put them back in, checked the car and agreed that there is a fault.
I argued with him because both gentlemen behind the tills mentioned the batteries. I explained that there is nothing on the manufacturer's instructions to say use xxx brand of batteries. Why are they arguing over it when I had already explained that they had been replaced and they could see that, only to replace them and check again. Begrudgingly I got my money back - but it was like he was giving it to me out of his own pocket!
There is clearly a culture of very poor customer service in this store. This isn't acceptable and I would like this to be dealt with by someone at a higher level. The manager has an appalling attitude - and to make things worse it appears its the same with her colleagues.
I look forward to hearing your comments on this in due course
